Abstract

초록

본 연구는 의료서비스 최적화 방법론에 따라 병원 외래고객 만족도 조사를 설계하여 분석하였다. 설문조사 항목은 병원 외래의 서비스 청사진을 작성한 후 이를 기반으로 설계하였으며, 설문조사는 고객(외래환자 1,677명) 및 직원(909명)의 시각을 모두 반영할 수 있도록 현장실사 방법에 따라서 시행하였다1). 분석방법은 기술통계, 분산분석 및 최적의 개선대안을 선정하는데 도움이 되도록 대화식 의사결정나무 기법을 활용하였다. 직원의 외래서비스 전체만족도 점수는 71.4점이였으며 환자의 외래서비스 전체만족도 점수는 83.3점으로 환자의 만족도가 더 높게 나타났다. 고객의 외래서비스 만족도에 가장 낮은 부분은 이용절차로 나타났고, 전체만족도를 상승시키기 위한 개선방안으로 진료만족, 재이용, 추천의사에 있어 이용절차의 개선을 제시하였을 때 만족도는 상승하는 것으로 나타났다. 연구 결과 의료서비스 최적화 방법을 활용하여 의료기관별 맞춤형 설문도구 개발이 가능하였고, 고객과 직원의 서비스 갭을 확인하였으며, 직원의 직급, 직종에 따른 만족도 차이를 확인하였다. 또한 의료기관의 개선전략을 수립함에 있어 대화식 의사결정나무 기법을 이용하여 실무자의 의견을 반영한 대안을 개발할 수 있음을 확인하였다. 본 연구를 통하여 의료서비스 최적화 방법을 병원 고객만족도 평가에 도입하는 것이 유용하다고 평가되며 향후 고객만족도 이외에도 다양한 의료서비스 분야에 확대 적용하는 노력이 필요하다.;This study designed and analyzed a outpatient satisfaction survey based on service optimization method. The items of the survey were designed based on a outpatient service blueprint. The survey was conducted of 1,677 outpatients and 909 hospital workers using walk through audit (WtA) method. Descriptive analysis, ANOVA, and interactive decision tree were used for analysis, especially interactive decision tree was analyzed for selecting the optimum solution of improving outpatients' satisfaction. Overall score for staff and outpatient was 74.1 and 83.3 respectively. The lowest score in the sector of outpatient service was the process of service. For improving overall score of outpatient satisfaction, the process of outpatient service should be improved for the aspects of revisit and recommendation intention. We could confirmed the usefulness of the service optimization method for designing the customized survey tools, detecting the gap between staff and outpatient, differences of job type and job position, and developing alternatives to improve patient satisfaction based on staff opinion using interactive decision tree. Through this study, we concluded that it is useful to apply the service optimization method to the hospital customer satisfaction assessment. It is necessary to expand further research into various field not only patient satisfaction study.
